Customer-service KPIs: 7 numbers to measure your team on WhatsApp
Customer-service KPIs for chat: response time, neglected customers, conversations per agent, satisfaction, and how to rate a service agent fairly, with the numbers the platform gathers for you automatically.

The short answer
The key customer-service KPIs in chat are seven: first-response time, average response time, customers nobody answered, conversations per agent, the share of conversations ending in an order or a fix, customer satisfaction after the chat, and active days. The most dangerous is neglected customers, because each one is a lost sale. In ArabyBot the «Team Performance» page gathers these numbers per agent every twelve hours and gives each a grade from five axes, measured against their teammates rather than a fixed number.

The seven KPIs
| KPI | How it is worked out | Why it matters |
|---|---|---|
| First-response time | From the customer's first message to the first reply | The customer decides in the first minutes whether to stay with you or go elsewhere |
| Average response time | The average time between a customer message and the agent's reply across the chat | A slow conversation dies halfway |
| Neglected customers | Customers who wrote and got no reply | Each one is a lost sale or a complaint on its way |
| Conversations per agent | How many conversations they worked on in the period | Shows who carries the load and who needs fairer routing |
| Resolution or order rate | Conversations ending in an order or a fix ÷ all conversations | The point of replying at all |
| Customer satisfaction | One question after the chat, from 1 to 5 | Exposes the fast reply that solved nothing |
| Active days | The agent's working days out of the period | Explains the numbers: few chats may mean leave, not laziness |

Rating a service agent fairly
One number is unfair: speed alone rewards a short reply that solves nothing, and conversation count alone rewards whoever picks the easy ones. A fixed number is unfair too: two minutes to reply is an achievement in a shop getting a thousand messages a day and slow for a clinic getting twenty. Fairer is to combine several axes and measure each agent against their teammates over the same period.
| Axis | What it measures |
|---|---|
| Speed | The first reply and the average reply time between messages |
| Quality | Reply length, use of tags and templates, and customer messages left unanswered |
| Volume | The conversations and messages they answered |
| Follow-through | Whether they leave customers unanswered and follow up until the matter is closed |
| Activity | Active days, logins, and handling many conversations at once |
The numbers the platform gathers for you
- Open Team Performance
In the sidebar open «Team Manager» → «Team Performance», and pick the period: a week or a month.
- Read the team numbers
Conversations, messages sent, the «Avg. response time» from the customer's message to the agent's reply, and the «Team score» from «Excellent» to «Needs Improvement».
- Check the team ranking
The «Team ranking» by grade, the «Star of the Month», and beside each agent their neglected customers and active days. Press «View details» to see their conversations.
- Follow it over time
The grade updates every twelve hours automatically, the last three months stay on record, and each agent sees their own grade in «My score».
If neglected customers pile up, the problem is usually routing, not the agent: distribute conversations automatically to whoever is online or by shifts. Routing conversations to the team. If reply time drags on repeated questions, give them quick replies or let the AI agent answer them.
Frequently asked questions
What is an acceptable average response time on WhatsApp?
A customer writing on WhatsApp expects an answer within minutes, not hours, and most people asking a price are comparing several shops at once. Aim for a first reply within a few minutes in working hours, and let the AI agent answer instantly outside them.
How do I rate a service agent fairly?
Compare them with their teammates over the same period rather than a fixed number, and combine several indicators: speed alone rewards short empty replies, and conversation count alone rewards whoever takes the easy ones. That is why ArabyBot grades from five axes together.
Can an agent see their own grade?
Yes; each agent sees a «My score» page with their reply speed, conversations and the customers they left unanswered, and the account owner sees the whole team's ranking and the «Star of the Month».
Do the AI agent's replies count in the staff grades?
The grade covers team members' work in the inbox. The AI agent answers what it knows instantly and hands the rest to a person, so what reaches staff is what really needs a human. Handing over to a person.
